Do I have to refund or replace if an Etsy buyer claims shipping damage without packaging photos?

I sell physical items on Etsy, and a recent order arrived with damage. I packaged it with protective materials before shipping, but the buyer only sent photos of the damaged item and didn’t include any pictures of the shipping box or protective packaging.

If a buyer reports damage but doesn’t show the packaging, am I expected to replace or refund? If they open a case, would Etsy Purchase Protection typically apply to shipping damage, and what should I do to handle this fairly without covering the full cost myself?

Hi! You’re not automatically “required” to refund or replace just because a buyer says it arrived damaged—especially when they haven’t provided photos of the box and packing materials—but you are expected to work with them in good faith and follow Etsy’s case process if they escalate.

In practice, here’s how it usually plays out on Etsy:

1) Ask for the missing evidence (politely) before you agree to anything
Photos of the damaged item are helpful, but for shipping damage you should also request:

  • Photos of the outside of the shipping box (all sides), including any dents/crushes/tears
  • Photos of the shipping label
  • Photos of the inside packaging as it was received (padding, inserts, etc.)

This isn’t you being difficult—carriers often require packaging proof for an insurance claim, and it helps protect you from the occasional scam or accidental damage after delivery. If they already threw packaging away, you can still decide how you want to handle it, but it does weaken the “shipping damage” claim.

2) If they open a case, Etsy may still refund the buyer—even without packaging photos
Etsy’s Cases system generally treats “arrived damaged” as a valid reason for a refund. Etsy can ask the buyer for more documentation, but they don’t always. So if the buyer opens a case, be prepared that Etsy may side with the buyer based mainly on the item photos and the order details.

3) Etsy Purchase Protection can cover shipping damage (so you may not have to pay), if the order qualifies
For eligible orders, Etsy Purchase Protection often covers “lost” and “damaged” in transit so the buyer can be refunded without the money coming out of your pocket. Eligibility depends on things like shipping on time, having valid tracking (or an Etsy shipping label in many situations), and meeting Etsy’s customer service expectations (like responding promptly in Messages / Help with order). Also note that higher-value orders (commonly over $250 USD including shipping and tax) typically aren’t covered.

What I’d do to handle it fairly (and avoid eating the full cost):

  1. Reply fast and keep everything in Etsy Messages. Ask for box/packaging/label photos and confirm whether they can keep the packaging for a carrier claim/inspection.
  2. Don’t promise a replacement/refund until you know whether the order qualifies for Purchase Protection or shipping insurance.

  4. If it doesn’t qualify (no tracking, shipped late, over the coverage limit, etc.), then your options are: replace/refund as a customer-service decision, offer a partial refund, or require a return—whatever matches your shop policies and what feels reasonable.
