Do I have to refund or replace if an Etsy order arrived damaged without packaging photos?

I sell higher-priced physical items on Etsy, and a buyer says their order arrived damaged. They sent photos of the damaged item, but none of the shipping box or protective packaging is shown (I packed it with bubble wrap before shipping).

If a buyer reports damage but can’t provide photos of the packaging, am I required to refund or replace? If they open a case, is this something Etsy Purchase Protection would typically cover, and what’s the best way to handle it fairly without paying out of pocket?

1) Ask for the missing photos (nicely) and tell them not to throw anything away yet

  • The outside of the shipping box (all sides), including any dents/crushes/tears
