Do I have to refund or replace on Etsy if buyer claims shipping damage without packaging photos?

I sell higher-priced physical items on Etsy, and a recent order arrived damaged according to the buyer. I packaged it with bubble wrap before shipping, but the photos they sent only show the damaged product and don’t include the box or any packing materials.

If a buyer reports shipping damage but doesn’t provide photos of the packaging, am I expected to offer a replacement or refund right away? If they open a case, would Etsy Purchase Protection typically cover shipping damage in a situation like this, and what’s the best way to handle it fairly as the seller?

Hi! You’re not expected to automatically refund or replace immediately just because a buyer says it arrived damaged—especially when they haven’t shown the box/packing materials—but you are expected to respond quickly, work with them in good faith, and follow a reasonable process to document what happened.

What I’d do (fair + protects you if there’s a case)

  1. Reply in Etsy Messages ASAP (within 48 hours). Thank them, confirm you want to make it right, and ask for the extra documentation you need.
  2. Request specific photos (politely):
    • The damaged item (close-up + full item)
    • Outer box (all sides, especially corners/dents/holes)
    • Shipping label visible on the box
    • All packing materials as they were when opened (bubble wrap, void fill, inner box, etc.)
    • If possible: a photo showing everything together (item + packaging + box)
  3. Ask them to keep everything (box + packing) for now. Even if Etsy covers it, this is often required if you end up filing a carrier/insurance claim, and it also helps show whether this looks like true transit damage vs. something else.
  4. Don’t accuse them of anything. Just frame it as: “I need these photos to document shipping damage and to help with any shipping/insurance claim.”

If they open a case: will Etsy Purchase Protection cover it?

  • **Often, yes—shipping damage can be covered—**but it depends on whether the order is eligible and how Etsy classifies the issue.
  • The biggest “seller-side” things that matter are typically:
    • You shipped on time and to the address on the Etsy order
    • You used valid tracking and/or an Etsy shipping label (where available)
    • You responded to the buyer’s “Help with order” message in time
    • It’s your first “item arrived damaged” case of the calendar year that Etsy covers under the Purchase Protection rules (damage coverage is limited; “not received” is treated differently)
    • Cost matters: Etsy coverage is up to $250 (including shipping/taxes). If your item is higher than that, Etsy may cover up to that amount and the rest could fall on you depending on the outcome.

Important: Etsy’s Purchase Protection generally results in a refund decision, not a straight “replacement.” If you want to do a replacement, the cleanest way is usually: Etsy/buyer refund first, then the buyer places a new order (so everything is tracked properly inside Etsy).

So…what if they refuse packaging photos (or already threw the box away)?

  • You can still choose to refund/replace as a customer-service decision, but you’re not “required” to do it blindly.
  • Without packaging photos, you may have less to support a carrier insurance claim, and it can be harder to show it was transit damage vs. handling after delivery. That’s exactly why it’s reasonable to ask for those photos before you commit.

A simple, fair message you can send
“Thanks for letting me know—I'm so sorry it arrived damaged. To document this properly and help with a shipping damage/insurance claim, could you please send photos of (1) the outer box on all sides, (2) the shipping label, (3) the packing materials as they arrived, and (4) the damaged areas of the item? If possible, please hold onto the box and all packaging for now. As soon as I have those photos, I’ll let you know the quickest resolution option.”

If you tell me (1) your order total, (2) whether you bought the label on Etsy or added tracking, and (3) whether you’ve already had a damaged-in-transit case covered this calendar year, I can tell you the most likely “best path” (refund-first vs replacement vs carrier claim) for this specific situation.
