What should I do if an Etsy buyer says their replacement order never arrived?

I sell physical items on Etsy, and a customer told me their order didn’t arrive even though I shipped it. To help, I sent a replacement, but now they’re saying the replacement also never showed up and they left a one-star review.

I want to handle this professionally, but I can’t keep reshipping the same order multiple times. What’s the best way to respond to the review and message the buyer, and when is it reasonable to stop sending replacements and offer a different solution instead?

Hi! If both the original and the replacement “never arrived,” it’s totally reasonable to stop reshipping and switch to a firm, trackable resolution: confirm the shipping address, check what the tracking actually shows, and then offer either a final replacement with tighter delivery controls (signature/hold for pickup) or a refund/case through Etsy—but not endless replacements.

Here’s a professional way to handle it.

1) Message the buyer (keep it calm + set a clear boundary)

Send one helpful message that does three things: empathizes, gathers facts, and offers a final path forward.

Copy/paste template (edit to fit):
“Hi [Name] — I’m really sorry you’re dealing with this, and I know it’s frustrating. Since both the original and replacement shipments haven’t reached you, I want to get this resolved in a way that’s fair to you and also prevents repeated lost packages.

Could you please confirm:

  1. The shipping address on your Etsy receipt is correct (including apt/unit), and
  2. Whether you’re able to check with household members, neighbors, and your local post office/carrier for any ‘held’ or misdelivered package?

Once I have that, I can offer one of these options:

  • Option A: A replacement shipped with signature/hold for pickup (so it can’t be left unattended), or
  • Option B: A refund instead of another reshipment.

If you’d prefer, you can also open a ‘Help with order’ / ‘Item not received’ case so Etsy can review it under Purchase Protection (when eligible). Just tell me which option you’d like.”

Why this works: you’re not accusing them, but you’re clearly signaling “we’re done with unlimited reships.”

When it’s reasonable to stop sending replacements

A good rule in practice is: after one replacement fails, stop reshipping to the same address without a change in conditions.
From that point on, only proceed if at least one of these is true:

  • The buyer confirms/corrects the address (or adds missing unit info)
  • The buyer agrees to signature confirmation or hold for pickup
  • You switch to a carrier/service with better tracking for your area/value
  • You move to refund / Etsy case resolution instead of another shipment

If they refuse all of the above and just want “send another one,” it’s fair to say you can’t keep reshipping without a secure delivery method.

2) Decide your solution based on tracking (delivered vs not delivered)

  • If tracking shows “Delivered” (especially twice): don’t keep reshipping. Ask them to check with the carrier/local office, neighbors, and confirm address details. Offer refund OR a final replacement only with signature/hold.
  • If tracking shows “In transit / delayed / no scans”: you can wait a short, defined window (example: “Let’s give it 3–5 business days for movement”), and/or open a missing-mail inquiry with the carrier if that’s available to you. Then move to refund/replacement.

If you bought shipping insurance (or used an Etsy label with insurance), this is also the moment to file a claim—separately from what you do for the buyer.

3) How to respond to the 1-star review (and when to respond)

Big thing on Etsy: once you post a public response, the buyer typically can’t edit their review anymore. So if you think there’s any chance they’ll update it after you fix things, wait to respond publicly until the situation is finished (or until they go silent).

If you do respond, keep it short and “future-buyer focused”

Don’t debate details, don’t sound defensive, and don’t mention anything that looks like you’re pressuring them to change the review.

Simple review response template:
“Hi [Name] — I’m sorry your package didn’t arrive as expected. I’ve messaged you via Etsy to confirm delivery details and to resolve this with either a secure replacement option or a refund. I’m happy to help.”

That tells future shoppers you’re responsive without getting pulled into a public argument.

Also: consider reporting the review (only in certain cases)

If the review is only about a third party (like a shipping carrier mentioned by name) or Etsy itself—things outside your control—Etsy sometimes removes those. If it’s just “never arrived” without that kind of content, removal is less likely, but you can still keep your response clean and professional.

4) Prevent this going forward (quick, practical tweaks)

  • For higher-value orders, use signature confirmation or an upgrade option.
  • Consider a shop policy/FAQ note like: “If a replacement is needed due to non-delivery, we may require signature/hold for pickup.”
  • Always ship with tracking (and keep everything inside Etsy Messages).

If you want, tell me what the tracking status shows for the replacement (Delivered vs In Transit vs Returned), and whether it was shipped to the exact address on the Etsy receipt—I can help you choose the safest next step and wordsmith your exact message/review reply.
