What should I do if an Etsy buyer says their replacement order never arrived?

I sell physical items on Etsy, and a customer told me their order didn’t arrive. I sent a replacement shipment, but they later left a one-star review saying the replacement also never showed up.

I want to handle this professionally, but I also can’t keep sending free replacements indefinitely. How should I respond to the review and message the buyer, and what’s a reasonable cutoff for reshipping versus requiring a lost-package claim or refund process?

Hi! The most professional (and sustainable) way to handle this is to stop doing unlimited reships and move the situation into a clear “one replacement, then claim/refund via the proper process” track—while keeping your messages calm, fact-based, and consistent.

Before you reply publicly, do this first

  • If you haven’t responded to the review yet, wait a moment and report the review to Etsy if it’s mainly about the carrier/non-delivery (Etsy sometimes removes reviews that are solely about things outside your control, but they won’t always—so it’s worth trying first).
  • Don’t mention anything like “remove the review and I’ll refund/reship.” That can be viewed as review manipulation/review extortion territory, and it can backfire.

Message the buyer (copy/paste style)
Keep it short, empathetic, and procedural. Something like:

“Hi [Name], I’m really sorry this is happening. I’ve checked the replacement shipment and it shows: [current tracking status + last scan date]. At this point, I’m not able to send additional free replacements, but I can help you take the next steps to resolve this properly.
Please confirm: (1) your shipping address on the Etsy order is correct (no changes), and (2) whether you can check with household members/building office and the local post office for GPS/scan details.
If it still can’t be located, please submit a Help with order request from your Etsy order so it’s documented, and if needed you can open a case once Etsy allows it. I’ll fully cooperate with any carrier search/claim and provide any documentation Etsy requests.”

Why this works: it shows you care, you’re engaged, and you’re directing them into Etsy’s official resolution path (which is exactly what Etsy expects).

A reasonable cutoff for reshipping (what most shops do)
You’re totally right not to keep reshipping forever. A common, defensible policy is:

  • Max 1 replacement reship per order (and only if the address is confirmed and the situation looks like a genuine loss).
  • After that, you switch to one of these outcomes:
    • Etsy case / Purchase Protection path (preferred if your order qualifies—tracking, on-time dispatch, etc.).
    • Carrier missing-mail search / insurance claim (if you insured it or bought insurance with your label).
    • Refund (only if you decide it’s the best business decision, but you’re not obligated to “buy the same loss twice” if you shipped correctly and tracking/claims processes are available).

If this is happening more than rarely in your shop, consider tightening your shipping settings for higher-risk orders:

  • Add signature confirmation (especially for higher-value items).
  • Upgrade to a service with better tracking.
  • Make sure your Etsy listing and shop policies clearly state your “lost package” process (replacement limit + next steps).

How to respond to the 1-star review (if Etsy won’t remove it)
Keep it polite, brief, and factual—future buyers are the audience. Example:

“I’m sorry you had trouble receiving your order. We shipped the original order and also sent a replacement, and we provided tracking for both shipments. If you still need help, please message us from your order and we’ll assist with the next steps through Etsy/carrier resolution.”

A couple key tips:

  • Don’t accuse them of lying or hint at fraud.
  • Don’t include long tracking details or emotional language.
  • Don’t say anything that sounds like you’re fighting with the buyer—just show you acted responsibly.

One extra practical check (worth doing once)
If the replacement tracking shows “delivered,” ask the buyer to check:

  • Building office/front desk/package lockers
  • Household members
  • Local post office for delivery scan/GPS detail (some carriers can confirm where it was scanned)

If they refuse to do any of that, that’s another reason to stop reshipping and require the official claim/case path.

If you tell me what the replacement tracking currently says (e.g., “Delivered,” “In transit,” “No scans,” “Returned to sender”) and whether you bought the label on Etsy, I can tailor the exact best wording and next step.
